Compare SAP entitlements, licence administration and incident ownership across support options, including the customer rights that remain in place.

At three in the morning, with a payments platform down and a reporting window closing, engineering experience matters. So does knowing who owns the incident, which SAP entitlements remain available and how escalation will work.
That is the real difference between support models for SAP ASE, SAP IQ and SAP Replication Server (the products many organisations still group as Sybase). On a slide, two providers can look identical: skilled database engineers, round-the-clock monitoring, fast response times. In a contract, and in a crisis, they can be very different services.
Price comparisons tend to dominate support decisions because price is the easiest thing to compare. But two providers can both offer strong engineering talent and incident response while holding very different contractual rights to SAP resources. Enterprise buyers need to compare the precise service they will receive, including what sits behind the engineers, rather than relying on broad labels.
Vendor-backed managed support combines specialist operational services with defined SAP entitlements, delivered under an authorised commercial arrangement with SAP. Depending on the product, release and agreement, this can include access to SAP-issued corrections, administration of SySAM licence keys and escalation into SAP's own support and engineering channels.
The important phrase is "depending on". The scope should be written down, release by release, not assumed from the word "partner".
Independent third-party specialists can provide real value: experienced troubleshooting, performance tuning, incident management and practical risk mitigation. For stable systems with low change rates and a clear retirement date, some organisations find that this model meets their needs.
Independent support does not itself confer SAP patch, licensing or escalation entitlements. The customer may retain rights under its SAP agreements, while the provider’s permitted activities depend on its authorisations. Buyers should establish those rights explicitly rather than assume that the support label tells the whole story.
Security and audit teams should distinguish clearly between three types of response:
Each has a role in managing risk, but they are not interchangeable, and regulators and auditors may treat them differently. Equally, no relationship with SAP can create a correction that SAP has not released for a particular release or support package. Precision here protects everyone.
SySAM, SAP’s licence-management system for the Sybase product family, often becomes visible during infrastructure changes. For a severe incident, ask your provider to describe the route step by step. Who takes ownership in the first hour? At what point does SAP become involved, and through which channel? What response commitments are written into the agreement, rather than promised in the sales process? A provider that can answer those questions precisely is likely to manage the incident the same way.
A low-criticality reporting instance and a live trading platform will not have the same requirements, and they don't need the same support model. Start with business impact, risk tolerance, available entitlements and migration horizon. Then choose the model that can demonstrably meet those needs, and remember that the cheapest maintenance line item is not always the lowest-cost operating model.

Independent support can be part of a customer’s operating model. Whether a particular service complies with the customer’s licence and support terms depends on those agreements and the activities performed. Have the proposed arrangement reviewed rather than treating “third-party support” as a legal conclusion.

"Partner", "specialist" and "enterprise-grade" are labels. Entitlements, escalation routes and written response commitments are evidence. The right support model is the one whose evidence still holds up when the platform is down and the clock is running.
